Customer relationship management (CRM) is becoming a critical source of competitive advantage for businesses today. However, many CRM business processes are deficient and inflexible. For example, many customers are dissatisfied with complaint management. Still, companies seldom systematically adapt the complaint management process. In theory, operational and analytical CRM form a closed loop: analytical CRM uses business intelligence (BI) tools to analyze operational data and the knowledge gained is used for continual optimization of operations. One special approach in establishing this loop is to continually support decision points in operational processes with knowledge from BI. In this way, the use of BI becomes an integral part of business processes, which are then referred to as intelligent business processes. However, in CRM not much is known about this approach. Based on an extensive review of the literature, the study explores the state of theory and practice in the field of intelligent business processes in CRM, with special attention to complaint management because of its considerable importance and application potential. In particular, the conceptual framework of intelligent business processes in CRM is depicted and two implementation options are identified: embedded intelligence and business rules. Focusing on complaint management, evidence on intelligent business processes is systematically documented, weak points are identified, and a research agenda for the shift to more intelligent processes is presented.

Vor dem Hintergrund der steigenden Notwendigkeit, strategische Uberlegungen nicht nur auf Unternehmens- bzw. Gesamtorganisationsebene anzustellen, prasentiert der vorliegende Beitrag ausgewahlte Aspekte beim Aufbau einer dedizierten Strategie fur den Business Intelligence-Bereich einschlieslich zugehoriger Gestaltungsempfehlungen. Ausgehend von einem Reifegradmodell zur Bestimmung der aktuellen BI-Position werden sukzessive Ansatzpunkte fur die Erarbeitung einer BI-Vision und-Mission, strategischer BI-Ziele sowie-Masnahmen und einer strategischen organisatorischen Einbettung erarbeitet.

Ansatzpunkte zur Gestaltung einer Business Intelligence-Strategie

Gegenstand des Customer Relationship Managements (CRM) ist der Aufbau und die Pflege langfristig profitabler Kundenbeziehungen durch abgestimmte, kundenorientierte Geschaftsprozesse in Marketing, Sales und Service (Hippner/Wilde 2002, S. 6 ff.). Diese Prozesse unterliegen aufgrund oft kurzfristiger Veranderungen des Kundenverhaltens (z. B. bedingt durch Saison, Mode, Tests etc.) und des Wettbewerbsumfelds (z. B. Neuprodukte, Sonderpreise, Werbekampagnen etc.) einer hohen Dynamik (Boulding et al. 2005, S. 163). Dabei hat das Kampagnenmanagement in besonders hohem Mase mit der dynamischen Umwelt zurechtzukommen. Hier steht einerseits die Integration aller kundenbezogenen Informationen zu einer ganzheitlichen und konsistenten Sicht auf den Kunden (sog. „One Face of the Customer“), und andererseits die einheitliche Kommunikation des Unternehmens gegenuber dem Kunden (mit dem sog. „One Face to the Customer“) im Vordergrund (Hippner et al. 2006, S. 65; Hippner/Wilde 2003, S. 6). Informationen uber das Kundenverhalten determinieren die Kommunikationsstrategie und ermoglichen kundenindividuelle Ansprachen. Es muss erkannt werden, wenn ein Kunde eines Telekommunikationsanbieters z. B. Interesse an einem Datennutzungstarif hat, um nachfolgend ein entsprechendes Angebot unterbreiten und somit einen Beitrag zum Unternehmenserfolg leisten zu konnen. In der Regel werden dabei Zielgruppen fur Aktionen, auf Basis von Reaktionsdaten ahnlicher Kampagnen, aus den Vorperioden geplant. Die Aktualisierung der kundenindividuellen Reaktionsprognosen, welche die analytische Basis der Kontaktselektion darstellen, erfolgt also bereits auf Basis veralteter Daten. In einer dynamischen Umwelt spiegeln Prognosemodelle, die auf dieser Datengrundlage konstruiert werden, nicht die Umweltgegebenheiten und das Kunden-verhalten im Moment der Kampagnendurchfuhrung wieder, sondern das Verhalten in den oft Wochen oder gar Monate zuruckliegenden Perioden der Datenerhebung (Berry et al. 2000, S. 206 ff.). Aufgrund dieser veralteten Entscheidungsgrundlage deckt die hierauf aufbauende Selektion von Kontakten fur Aktionen die potenziell reaktionsstarksten Kunden nur unzureichend ab, woraus ineffektive Ansprachen resultieren konnen.

Adaptivität und Echtzeit in CRM-Prozessen

Management control systems (MCS) facilitate managers’ decision making. At their core, MCS consist of corporate planning and reporting capabilities that rely on IT and non-IT assets. Recently, both researchers and practitioners have paid increasing attention to use maturity models (MM) for designing and using such capabilities effectively and efficiently. Although MMs are well-established and easy to apply, they lack a theoretical foundation and IS research focuses rather on their development process than on using them to create individual IT-enabled capabilities for MCS. We address this research gap by developing a method to systematically adjust MMs from the knowledge base to firm-specific business needs. Findings from the resource-based view (RBV) guide our development process. With an interpretative case study in the chemical sector we demonstrate the applicability of our method. We present a list of IT and non-IT assets that are necessary for our case company to develop individual IT-enabled planning and reporting capabilities. Information systems research benefits from our findings as we translate the RBV into action. Practice benefits from an individual view on their IT-enabled capabilities and we force managers to jointly consider their IT and non-IT assets when they are designing IT-enabled capabilities for their company.

Developing Individual IT-Enabled Capabilities for Management Control Systems

The integration of process orientation and the use of analytical applications to provide process-related analytical information in operational process activities (e.g., Operational BI) has become increasingly widespread. But at the same time, the insufficient involvement of analytical end users with their process context and the resulting unclear requirements/expected analytical software functions are still one of the main reasons for analytical project failure. This paper is based on a previous conference publication [26] and extends the detailed presentation of failure causes as well as shows the shortcomings of existing approaches, tools and models (1. BPMN process model extensions, 2. Configurators in analytical applications, 3. Models used in analytical development projects) for the documentation/conceptual configuration of analytical requirements. In addition, this paper presents the evaluation results of a process-oriented and service-based configuration approach for analytical applications, whose practicability, usefulness and acceptance were evaluated in expert reviews and were tested in a Population Forecast scenario.

Die derzeitige Marktsituation im Bereich Business Intelligence zeichnet sich durch eine Vielfalt unterschiedlichster Ansatze zur Analyse und Auswertung von Geschaftsprozessen aus. Der folgende Beitrag liefert einen Ansatz, um die Heterogenitat der verschiedenen, in der Praxis unter der Bezeichnung Business Intelligence zusammengefassten Losungen in Form eines Reifegradmodells zu kategorisieren und auf dieser Basis jeweils strategische Implikationen abzuleiten.
